How Playbac Scaled Customer Support with a GenAI Chatbot on Google Cloud

Using Dialogflow and Gemini Pro on Google Cloud, Zazmic built Playbac’s AI-powered chatbot to handle recurring inquiries with fast, accurate, and scalable responses.
Customer support is often the first place growing digital businesses feel the strain of success.
For Playbac, a leading educational publisher offering subscription-based learning content, growth brought a familiar challenge: an overwhelming volume of repetitive customer inquiries. Questions about subscriptions, upgrades, cancellations, and account changes were flooding in—day and night.
Rather than scaling headcount to keep up or reaching for short-term fixes like rigid rule-based bots, Playbac chose a smarter path: AI-powered customer support.
Here’s how we helped them get there.
The Real Challenge: Not Volume, but Variability
At first glance, Playbac’s problem looked straightforward: too many support tickets. In reality, the complexity ran deeper.
Repetitive Questions, Variable Context
Yes, many inquiries were similar—subscription changes, billing issues, access problems. But each question arrived with different user states:
Active vs. expired subscriptions
Multiple product tiers
Country-specific billing rules
Parent vs. educator accounts
Static FAQ bots simply can’t handle this kind of variability.
Knowledge Was Not AI-Ready
Support content existed in multiple formats:
Structured FAQ tables
Internal documentation
Long-form PDF guides
For an LLM, this is a classic challenge: how do you ground generative responses in authoritative, up-to-date business knowledge without hallucinations?
AI That Had to Grow with the Product
Playbac needed more than a one-off chatbot. They needed:
A modular architecture
Clean data ingestion pipelines
The ability to expand into new workflows (recommendations, upsells, proactive support)
Building A Production-Ready GenAI Chatbot on GCP
The solution balances predictable conversational flows with LLM-powered reasoning—a key requirement for enterprise-grade AI systems.
Dialogflow for Intent-Oriented Control
Dialogflow acts as the orchestration layer:
Detects user intent with high confidence
Manages structured flows (e.g., cancellation, upgrades)
Ensures compliance with business rules
This prevents the AI from going “off-script” in sensitive subscription scenarios.
Gemini Pro for Contextual Reasoning
Gemini Pro is used where it excels:
Interpreting nuanced user questions
Generating natural, human-like explanations
Synthesizing information across multiple documents
Instead of hardcoding thousands of edge cases, Gemini Pro dynamically adapts responses based on context.
This hybrid approach delivers both reliability and flexibility—a critical balance for customer-facing AI.
Hybrid Knowledge Ingestion: Making Business Data LLM-Ready
One of the most important (and often overlooked) parts of this project was knowledge ingestion.
Structured + Unstructured Data Pipeline
We designed a pipeline that:
Ingests CSV-based FAQs for deterministic answers
Parses and indexes PDF documentation stored in Cloud Storage
Makes both sources accessible to the LLM at runtime
This ensures responses are grounded in Playbac’s actual policies, not generic language model knowledge. Without proper grounding, LLMs hallucinate. Over time, answers drift and trust erodes. By anchoring responses in authoritative data, the chatbot delivers answers that are accurate, explainable, and auditable.
Intelligent Escalation: Knowing When Not to Use AI
A strong AI system isn’t defined by how much it automates—but by when it defers to humans.
We implemented escalation logic that:
Detects ambiguity, low confidence, or policy-sensitive cases
Seamlessly transfers conversations to human support team
Preserves conversation context to avoid repetition
This creates a collaborative AI–human workflow and preserves customer trust and resolution quality.
Built for Production & Scale
The entire solution runs in a production-grade Google Cloud environment, designed to grow with Playbac as their audience, products, and support needs evolve.
The solution includes:
A full GCP environment
Scalable ingestion pipelines
Modular services ready for expansion
This allows Playbac to:
Add new data sources
Extend the bot to other products
Introduce proactive or predictive support use cases
The Results: Faster Support, Happier Customers, Lower Load
The impact was immediate and measurable:
24/7 Instant SupportCustomers get accurate answers anytime, without waiting in queues.
Reduced Manual WorkloadRoutine subscription questions are handled automatically, freeing the support team to focus on higher-value issues.
Better Customer ExperienceClear, personalized responses lead to smoother subscription journeys and fewer frustrations.
Future-Proof ArchitectureThe chatbot is ready to expand into new use cases across Playbac’s business.
Conclusion
This project wasn’t about adding a chatbot. It was about redesigning customer support for a subscription-first digital business. By pairing Dialogflow’s structured control with Gemini Pro’s generative intelligence—and grounding everything in real business data on Google Cloud—Playbac built a support experience that scales without losing accuracy, trust, or human feel. This is what modern GenAI should look like: not “LLMs everywhere,” not brittle rule-based bots, but smart system design where AI strengthens real workflows and turns support from a cost center into a competitive advantage.
If you’re ready to move past GenAI experiments and build production-ready AI that actually delivers impact, let’s talk.
